If your CSMs spend their time being mini-AEs or backup support… You don’t have a Customer Success function. You have role confusion. Let’s be real— Most CSMs today live in a messy middle. They’re not Support. They’re not Sales. But they’re constantly pulled toward both. What should they be? The voice of the customer’s success. Not “product feature experts”—but outcome experts. Storytellers of value and strategy development. Their focus should be simple (but not easy): ✅ Understand the customer’s real goals - why I need a hammer. ✅ Drive adoption, value, and trust - loyalty ✅ Spot early signals of opportunity and risk in the portfolio ✅ Tell the value story like a broken record (but with heart) But here’s where it gets interesting… With AI reshaping orgs, capacity, and workflows— Do we still need this role as-is? Can one person really own “Success”? Or will it take a team of AI + humans orchestrating together, stepping in when it matters most? I still believe in this role. I have been in this role. The outcomes of this role are essential.
